Please include:

  • Your full name and address
  • Your project reference number (if you have one)
  • A clear description of your complaint
  • Any supporting evidence (photos, emails, dates, messages)
  • What you would like us to do to put things right

We do not accept complaints over the phone. This ensures we have a written record and can investigate thoroughly.

Steps 1–3

Resolving Your Complaint With Us

Complaints are acknowledged within 5 working days, followed by an investigation and a written response within 14 working days. If you remain dissatisfied, you can escalate to a manager — and beyond that, to independent dispute resolution.

1

Acknowledgment — within 5 working days

We will acknowledge receipt of your complaint within 5 working days. Our acknowledgment will include:

  • Confirmation that we have received your complaint
  • Your complaint reference number (keep this for your records)
  • The name of the person handling your complaint
  • Our expected timeframe for response
  • A summary of the next steps
2

Investigation and response — within 14 working days

We will investigate your complaint thoroughly. This may include:

  • Reviewing our project records
  • Speaking with the team members involved
  • Visiting your property if necessary (with your agreement)
  • Consulting with manufacturers or subcontractors (if relevant)

We will provide a written response within 14 working days of acknowledgment, setting out:

  • Our understanding of your complaint
  • The findings of our investigation
  • Any action we will take to resolve the matter
  • Your options if you are not satisfied with our response
3

Escalate to a manager — within 14 working days

If you are not satisfied with our initial response, you can ask for your complaint to be escalated to a manager. Write to us using the same email or postal address, quoting your complaint reference number and explaining why you are not satisfied.

A manager will:

  • Review your complaint and our response
  • Investigate further if needed
  • Provide a final internal response within 14 working days of escalation

Steps 4–6

Independent Dispute Resolution

If you remain unhappy after our final internal response, you can refer your complaint to an independent Alternative Dispute Resolution (ADR) scheme — free of charge to you as a customer.

4

Independent ADR — CEDR

As a RECC-approved installer, we offer access to the Centre for Effective Dispute Resolution (CEDR). CEDR will independently review your complaint and recommend a resolution. This service is free to you as a customer.

Common Questions

Frequently Asked Questions

Why do you only accept written complaints?

Written complaints ensure we have a clear record and can investigate thoroughly. There is no misunderstanding about what was said. This protects both you and us.

How long do I have to make a complaint?

We recommend making a complaint as soon as possible. Under RECC and TrustMark rules, you have up to 12 months from the date of the issue.

What if my complaint is about a subcontractor?

We are responsible for all work carried out on our behalf. Complain to us directly – we will investigate and resolve.

Yes. Your consumer rights apply regardless of whether work was grant-funded or privately paid.

What if I am not happy with CEDR’s decision?
